Any single metric can be improved in ways that hurt customers. Push only for speed and answers become rushed; push only for satisfaction scores and teams may avoid difficult cases. A small, balanced set of indicators gives a more honest picture.
First response time measures how long a customer waits before receiving a human reply. It strongly shapes the customer’s first impression. Measure it separately per channel, because expectations for live chat and email differ significantly.
Resolution time measures how long it takes to fully solve the issue. A fast first response followed by days of back-and-forth is not a good experience. Watch for requests that are reopened, which can indicate premature closure.
This measures the share of issues solved in a single interaction. It is a good indicator of agent knowledge and documentation quality. Low first contact resolution often points to gaps in macros, permissions or policy clarity.
Short post-interaction surveys provide a direct signal from customers. Treat the score as a prompt for investigation rather than a verdict: read the comments, look at low-scoring conversations and identify whether the issue was the agent, the policy or the product.
Internal quality reviews assess conversations against a defined checklist — accuracy, tone, adherence to process and correct escalation. They capture things customers may not notice, such as a missed upsell opportunity or a policy exception made without approval.
Volume helps with planning, but contact reasons are where improvement happens. If a large share of tickets ask where an order is, the fix may be better shipping notifications rather than more agents.
Review the dashboard on a fixed rhythm with your team or outsourcing partner, and agree one or two specific improvements each time.
